Ticket Deflection Rate

Ticket deflection rate measures the share of customer needs resolved through self service before any ticket ever reaches an agent. It is demand answered without a human, counted through help articles, portals, and automated assistants that finish the job properly.

The prize is real — every deflected contact costs a fraction of a handled one.

The trap is equally real. A customer who gives up and stops trying looks identical to a customer who found the answer.

Honest measurement needs proof of resolution. Article views alone measure traffic, not success.

The best deflection work is invisible — fixing the underlying product fault removes the need for both the ticket and the article.

Count self service sessions that ended without a ticket inside a defined follow up window, then divide by total self service sessions. Confirm the outcome through an explicit signal such as a resolution prompt rather than inferring it from the absence of a ticket.
