Software

Software is the set of programs, procedures, and routines that tell a computer what to do. It spans the operating system on your laptop, the CRM on a server, and the dialer routing an inbound call queue. Without it, hardware sits inert.

The term dates to a 1958 paper by statistician John Tukey, though the industry took shape in the 1970s, when vendors began selling code separately from hardware. Britannica’s software definition still frames it that way.

Buyers of business process outsourcing, the practice of handing an entire business function to an outside provider, should care because software decides the contract more often than headcount does.

The customer relationship management (CRM) system the agent uses, the dialer working the queue, the analytics reporting the service level: those come first. Pick the tools, then the vendor who runs them.

How it works

Software runs as a layered stack. Firmware sits closest to the chip, the operating system manages memory and files above it, and applications sit on top, calling the OS for every keystroke, file read, and network request.

Firmware is the code written into a device’s chip at manufacture: a router’s firmware, or a PC’s BIOS. It rarely changes. The operating system above it, Windows, macOS, Linux, iOS, or Android, decides which program gets the processor next.

When you launch a program, the OS pulls it from disk into RAM, hands it a slice of CPU time, and mediates every request for the keyboard, the network, or the screen. Close the app and the RAM frees up.

Updates matter as much as the install. Microsoft has shipped fixes on Patch Tuesday, the second Tuesday of each month, since 2003, and cloud vendors now push changes weekly without asking you first.

Application software layers on top: productivity suites like Microsoft 365, industry platforms like Salesforce and SAP, bespoke internal tools, and the apps on your phone.

The system and application line blurs at the edges — Chromium, the open-source browser engine Google released in 2008, is an application in its own right and a component inside dozens of desktop apps.

Delivery changed as much as the code. Most business tools now ship as software as a service (SaaS): a monthly per-seat fee for code running on the vendor’s servers.

Perpetual licences, bought once and installed on your own machines, now survive mainly in regulated or offline settings — think factory floors and defence work.

Software is easiest to picture through the platforms that run outsourcing work every day. Four categories cover most BPO floors: a cloud CRM, a hosted contact-center suite, a productivity backbone, and the custom tools built in-house.

Salesforce Service Cloud. A cloud CRM from Salesforce, the vendor founded in San Francisco in 1999. Roughly 150,000 companies used its platforms as of 2024, per Salesforce investor filings.

Most Philippine and Indian BPO desks staff agents against a Service Cloud tenant the client already owns and pays for.

Genesys Cloud CX. A hosted contact-center platform from Genesys, a California vendor, bundling call routing, self-service menus, workforce management, and analytics. Genesys reported more than 8,000 customers across 100 countries in 2024.

Microsoft 365. The productivity backbone of white-collar work, sold by Microsoft as a per-seat subscription. Microsoft’s FY24 Q3 report put commercial-cloud revenue at USD 35.1 billion for that quarter alone.

Custom in-house software. Every mature provider also runs bespoke tools — quality-scoring apps, shift-planning utilities, and client-specific automation stacked on top of licensed platforms.

On a BPO floor, who pays for the software shapes the margin. Seat licences billed monthly per agent usually sit with the client, so contracts name who buys the tools and who administers them.

Outsourcing meets software hardest in call center software, the platform an agent lives inside for eight hours a day.

Modern suites bundle automatic call distribution, interactive voice response, predictive dialing, real-time call routing, and post-call analytics in a single browser tab.
