Wait Time Percentage

Wait time percentage is the share of contacts that waited longer than a defined threshold before being answered. It is the tail of the queue, made visible, and it says far more about lived experience than any average wait figure can.

Averages hide the people who suffered — a mean wait of 22 seconds is consistent with hundreds of five minute waits.

Thresholds turn the queue into a decision. Ten percent waiting beyond two minutes is a very specific, actionable statement.

The measure is close cousin to service level. One counts contacts answered inside target, the other counts those that were not.

Use several thresholds at once — a single cut off tells you where the line is, not how far past it people went.

Read the measure by interval. A clean daily figure often conceals one hour where a quarter of callers waited past two minutes.

Announce the wait honestly while people queue. Callers given an accurate estimate abandon later and complain less than those left listening to hold music with no information at all.
