Ticket Resolution Rate

Ticket resolution rate is the share of tickets a support desk genuinely resolved rather than merely closed. It is resolved divided by total tickets handled, and the word resolved is doing far more work in that sentence than the arithmetic.

Closure and resolution are not the same event — a ticket closed for inactivity has been tidied away, not fixed.

The gap between the two numbers is the interesting part. A desk reporting 96% closure and 74% resolution has a very specific problem.

Reopens belong in the calculation. A ticket that comes back within a week was never resolved in the first place.

Set the closure taxonomy before you set the target — otherwise the target will simply reshape the taxonomy.

How it works

Classify every closed ticket by closure reason, count only those where the customer’s issue was actually fixed, then divide by total tickets handled in the period. Subtract any ticket reopened inside the review window from the resolved count.

The taxonomy carries the whole measure. Four or five clear closure reasons work better than twenty overlapping ones nobody applies consistently.

Service measurement standards push toward evidence. NIST guidance on service metrics argues that a metric must carry its definition, unit, and measurement rules rather than a bare value.

Public accountability frameworks apply the same logic. The US customer experience programme holds High Impact Service Providers to specific published actions instead of one blended score.

Resolution rate also needs a time frame. A desk resolving 90% eventually and 40% inside target is running two different services at once.

A Philippine IT service desk. Closure rate read 97% and resolution rate 78%. Nearly all of the gap was tickets closed for inactivity after a single unanswered email.

A software support team. Workarounds were counted as full resolutions for a year — until a reopen review showed 22% of them returning within a month.

A logistics help desk. Duplicate tickets inflated both counts. Removing them dropped total volume 11% and raised resolution rate three points.

An internal HR desk. Resolution rate was healthy at 88%, but only 51% landed inside the agreed target time. The desk was thorough and slow.
