Hold time percentage is the share of total handle time that callers spend waiting on hold rather than speaking to an agent. It is the part of a call that feels longest, and it drives abandonment faster than queue time already does.

Hold is different from queue. Queue time happens before anyone answers, while hold happens after contact has been made and expectations have already been set.

That difference matters to the caller. Being put on hold after reaching a person reads as a broken promise — in a way that waiting in a queue never does.

How it works

Hold time percentage is calculated by dividing the total time callers spend on hold by total handle time for the same period, then multiplying by 100 to express the result as a share of the conversation.

The formula is: (total hold time ÷ total handle time) × 100.
