Why MSPs outsource helpdesk operations and how it affects their clients

Outsourced helpdesk for MSPs - support agents with headsets working at monitors

This article is a submission by Infrassist, an India-based white label managed IT services provider exclusively serving MSPs globally. Infrassist delivers 24/7 NOC, dedicated helpdesk, RMM and firewall administration, and cloud consulting across Microsoft 365 and Azure to over 150 MSP partners across 15+ countries.

Say a client’s file server dies on a Saturday night. The owner phones the MSP and wants an engineer on the line fast. Who picks up?

That depends on a staffing choice the MSP made long before, and for some providers that choice was to give part of their own helpdesk to another company.

If your MSP delivers managed IT support services, the way you staff the helpdesk shapes your margins and how much trust clients place in you.

The staffing problem behind the helpdesk

According to InfoMSP, 44% of the 188,000 verified MSPs worldwide have 11–50 employees, making it the largest single headcount segment.

For MSPs with lean teams, scaling the helpdesk is a balancing act. Support tickets keep coming in, but so do escalations, on-site visits, projects, security incidents, and client meetings.

And when your MSP is trying to offer 24/7 availability, stretching the same team across more hours and clients can only go so far.

Building an in-house team to cover every shift also comes with its share of hiring, training, and operational overhead that can slow support down at times.

The tricky part? Helpdesk support can’t take a back seat just because something else needs your attention.

Whether a client’s site crashes or your internal techs are tied up looking into a critical security incident, someone still needs to answer the next call, keep tickets moving, and make sure clients aren’t left waiting.

That consistency is what builds trust, adds to client experience, and gives your business room to grow.

For most MSPs, outsourcing helpdesk operations to the right white-label MSP partner makes practical sense to bridge that gap.

What 24/7 helpdesk coverage takes in headcount

The U.S. Bureau of Labor Statistics notes that computer support services may need to be available 24 hours a day. For an MSP, that turns into simple arithmetic.

A week has 168 hours, and one full-time engineer covers about 40 of them. Keeping a single seat staffed around the clock therefore takes a little over four engineers, before leave and sick days.

On a lean team, that is a large share of your engineers tied up on one seat.

The exact number depends on how you schedule shifts, but each extra hour of coverage you promise clients needs more people behind it.

A lean MSP may get by on rotating overnight calls among its engineers, who answer them from their own phones.

That keeps calls answered, but the same engineers then work a full day first and carry the phone afterward.

How the outsourced model works

Under outsourced helpdesk services, the MSP passes first-line tickets to a partner company and keeps P1 tickets in-house.

How an outsourced helpdesk for MSPs splits tickets with a partner

In some cases it works the other way round: the MSP outsources complex L3 helpdesk tickets to a specialist partner, including tickets that arrive after hours. The MSP’s own engineers troubleshoot on-site problems and handle projects and routine support.

This arrangement allows MSP owners to take on more clients and tap into projects without going through the hassle of hiring and training techs first.

Pricing changes too. Instead of bearing a fixed annual salary for every seat, the MSP may pay the partner against an agreed service level.

This on-demand support model is simpler to budget when clients come and go.

Clients notice the difference mostly outside business hours.

A ticket raised on a public holiday gets the same first response as one raised on a Tuesday, provided the partner is staffed to match what the MSP promised in its SLA.

There is a catch. A partner who does not know a client’s setup will be slower at first, so the handover process matters as much as the price.

What MSPs should look for in a helpdesk partner

Outsourcing helpdesk operations works best when the partner understands how the MSP delivers services to its clients. Price and coverage hours matter, but they are only part of the decision.

MSPs should also assess the partner’s technical capabilities, ticketing processes, escalation procedures, and ability to work within existing service-level agreements.

Tool compatibility is another important consideration. If the partner cannot work effectively with the MSP’s existing PSA, RMM, or ticketing systems, technicians may spend more time transferring information than resolving issues.

Clear documentation and agreed escalation paths help prevent delays, particularly when a ticket requires input from the MSP’s internal engineers.

Security and access management also deserve attention. A support partner may need access to client systems to troubleshoot problems.

So MSPs should establish role-based permissions, appropriate access logging, and procedures for removing access when it is no longer required.

Finally, performance should be measured against agreed service-level targets.

First-response time, resolution time, ticket backlog, escalation frequency, and customer satisfaction can help MSPs determine whether the arrangement is delivering the expected results.

Reviewing these metrics regularly allows both teams to identify recurring issues and improve the support process before they affect the client relationship.

Questions worth asking your MSP

Understanding how your provider handles this is easier with a few direct questions during a contract review:

  • Who answers the call, and have they been trained on our systems and escalation steps?
  • What access does the partner team get, and how is it logged and removed?
  • Does our MSP still own the SLA?
  • How do ticket notes reach our own engineers, so we don’t have to explain the same problem twice?

A provider that responds with specifics has probably handled this setup before. A vague reply is a cue to request the missing details before the contract is signed or renewed.

What a good outsourced helpdesk for MSPs looks like

Go back to the file server on Saturday night. The owner doesn’t much care whether the person on the phone works for the MSP or for its partner, as long as the problem gets fixed on time.

That is a fair test for any outsourced helpdesk. When you compare helpdesk outsourcing partners, ask who will answer your clients’ calls and which helpdesk KPIs they will align to.

Last, establish who owns what, who stands behind the remediation if it fails, and what the escalation matrix looks like.

A helpdesk provider that can answer those questions in plain terms has most likely thought the arrangement through and has the operational maturity to back your helpdesk.
